HubSpot emails not creating tickets? How to get support email into the help desk

Why emails to your support address don't become HubSpot help desk tickets, and how to fix the channel, forwarding and spam settings.

When emails to your support address don't turn into HubSpot tickets, check first whether the address is connected to the right tool. A team email channel connected to the help desk creates a ticket for every new incoming email by default. A channel connected to the conversations inbox doesn't, and accounts created after April 1, 2024 can't create tickets from inbox channels at all. The other cause to check is forwarding that never reaches HubSpot.

Start in settings. Under Inbox & Help Desk, open Help Desk and click Channels in the Ticket sources and routing section. Accounts in the Redesigned Channel Settings beta find the same list under Inbox & Help Desk, then Channels. If your support address isn't listed there, the help desk never sees those emails. Then send a test from an outside account, such as a personal Gmail address, and look for it in the help desk's All Open view.

Why support emails don't become tickets

The address is connected to the inbox instead of the help desk

Each team email address can be connected to HubSpot once. If support@ is already a channel in the conversations inbox, connecting it to the help desk fails with the error "The account is already connected to another tool in HubSpot". The emails still arrive, just as inbox conversations. In older accounts an inbox email channel only makes tickets when its Treat incoming conversations as support tickets switch is on.

The fix is to move the channel. A Super Admin can move an email, form or calling channel to the help desk, and choose whether old conversations come too. After the move, each new email creates a ticket, which can enroll it in any ticket workflow whose triggers it meets. The help desk needs Service Hub Professional or Enterprise, as of October 2026 (connect channels to help desk).

Support email goes to someone's personal inbox

A person's individual work email connection is for one-to-one email and logging messages to the CRM. Tickets come from channels connected to the help desk, and HubSpot won't accept an individual work email as a help desk channel or let one address be both. If customers write to a person's address, or several people answer from one mailbox, put support on a shared address and connect that as a team email.

Forwarding to HubSpot is broken

If your mail isn't hosted on Gmail or Office 365, or customers write to a Google Group, an alias or a Microsoft 365 shared mailbox, you pick Other mail account and HubSpot gives you a forwarding address. Your mail system then has to forward to it. Most failures happen on the mail side.

  • The forward was never confirmed. Gmail won't forward until someone clicks the verification link it sends to the forwarding address, and that message lands in HubSpot. Gmail also doesn't forward anything it filed as spam.
  • Microsoft 365 is blocking it. Many Microsoft 365 organizations have automatic forwarding to outside addresses turned off by default, and the blocked email bounces to the sender with error 5.7.520. Your Microsoft admin has to allow external forwarding in the outbound spam filter policy.
  • A Google Workspace admin has switched automatic forwarding off for the organization, or limited it to internal addresses.
  • HubSpot refused the message. For hosted conversations inbox addresses, HubSpot says it runs security checks and may reject some emails, and it caps each email at 40MB including attachments. If real emails are refused, ask whoever runs your mail server to check its setup.

The email reopened a ticket that already exists

A reply to a closed ticket doesn't create a new one. HubSpot reopens the old ticket, sets it to the first open status in its pipeline and updates the Ticket reopen date property (managing help desk tickets). Before you decide an email was lost, check the sender's existing tickets. If a customer used an old thread for a new problem, split the ticket.

The sender is blocked or the email was marked as spam

Once someone uses Block sender on a ticket, every later email from that address is marked as spam. It goes to the help desk's Spam view, and spam conversations are deleted after 90 days. Check the Spam view, unblock the sender from the ticket, or select the tickets and click Not spam.

The ticket was created, but you can't see it

Users only see help desk tickets they have access to, so a ticket routed to another team can be invisible to you. Ask a Super Admin to search for the sender before you change any settings. If tickets arrive but go to the wrong person or nobody, see tickets not being assigned.

How to get support email creating tickets again

  1. In Inbox & Help Desk settings, find where the support address is connected. If it's on the inbox, move it to the help desk.
  2. If the address forwards, open the forwarding settings in your mail system and check the HubSpot forwarding address is there and verified.
  3. Send a test email from an outside account. If it bounces, read the bounce message. A 5.7.520 error points to Microsoft 365's forwarding block.
  4. Look for the test in the help desk's All Open and Spam views.
  5. If nothing shows, check the sender's contact for an existing ticket that reopened.
  6. When the test ticket arrives, check its pipeline, status and priority. You can change what the channel sets on the Automation tab of its settings.

How to stop it happening again

Keep one shared support address, connect it to the help desk, and keep it out of anyone's personal mailbox. Write down which mail system forwards to HubSpot and who can change it, since a change to mail policies elsewhere in the business can stop forwarding without anyone in support noticing. Send a test email after any mail system change, and check the Spam view whenever a customer says they wrote in and heard nothing.

From client work

At Conference Badge, support email had been logging to a personal inbox, so I set up a help desk channel for it. Read the Conference Badge case study.

If your support email is spread across personal inboxes and you'd like it set up properly, I can move it into the help desk for you.

Questions

Can I connect the same address to the inbox and the help desk?

No. A team email address can only be connected once. Move the existing inbox channel to the help desk instead.

Do emails we send from the support address create tickets?

Yes. A one-to-one email sent from an address connected to the help desk creates a new ticket assigned to the sender. A reply sent from inside an existing ticket stays on that ticket.

Why didn't a customer's follow-up create a new ticket?

Their reply went to a closed ticket, which reopens the original. Look in your open views for a ticket with a recent reopen date.
